Abstract

study examined customers’ perception of the use of Artificial Intelligence (AI) chatbots for handling service complaints in selected financial institutions in Abuja, focusing on United Bank for Africa (UBA) and Fidelity Bank. The study was anchored on Expectation Confirmation Theory. A quantitative research approach was employed, with structured questionnaires administered to 380 bank customers. Data were analyzed using descriptive statistics. The findings reveal that 44.2% of respondents were fully aware of chatbot services, and 75.3% reported that chatbots are very easy or fairly easy to use, indicating high usability and accessibility. However, trust remains moderate, with only 26.8% of respondents expressing complete confidence in chatbots, and 28.9% considering them definitely reliable alternatives to human agents. In terms of effectiveness, 45.8% of respondents perceived chatbots as resolving complaints faster than branch visits, although 54.7% reported that responses are only sometimes accurate. Customers reported significant benefits, including convenience, 24/7 accessibility, and reduced stress, with 66.9% expressing satisfaction and 36.3% indicating increased willingness to continue banking due to chatbot use. Nevertheless, challenges persist, such as poor understanding of complaints (30.5%), limited ability to handle complex issues (28.9%), and system errors (23.7%), highlighting the continued need for human support.  The study concludes that customers of selected banks in Abuja perceive AI chatbots as useful and convenient tools for handling service complaints.  The study recommended among others that UBA and Fidelity Bank should implement targeted awareness campaigns and in-app tutorials to improve customer understanding of chatbot functionalities, increasing trust and positive perception.
